The AI-Informed Customer: Is Your Team Ready?

Not long ago, customers called contact centers simply because they needed information.

Today there is a new type of customer interacting with your contact centers, branches, and chat windows every single day.

The AI-Informed Customer.

They are not here to gather information. They called to confirm what AI said about you or the products you offer.

They know your loan rates. They have seen your app reviews. They read what other customers said about your customer service. They have already compared you to your competitor. And they chose to contact you anyway.

That is not a guaranteed sale. That is an audition.

Before speaking to an agent, customers are increasingly turning to AI tools such as ChatGPT, Gemini, and Claude to compare products, understand policies, and evaluate providers.

By the time they reach your contact center, many already have answers or at least what they believe are answers.

As a result, organizations must rethink what they expect from frontline teams.

For years, contact centre agents were trained primarily to provide information. Today, information is available almost everywhere. What customers increasingly need is context, clarification, confidence, and trust.

This is where human interaction becomes more valuable, not less.

AI can provide information within seconds. What it cannot fully provide is reassurance when a customer is uncertain, empathy when a customer is frustrated, or judgment when a decision carries risk.

Think about what happens when your agent starts from zero; basic questions, standard script, no awareness that this customer has done their homework while the customer is already three steps ahead.

While the agent is launching into, “We have three types of accounts, each offering…” the customer is sitting there thinking, “I already know this.”

Some will even interject and tell you flat out: “I already know that.” But what happens to those who don’t? Or what about the agents who simply shut down and stick to the rigid script they are used to, completely missing the cues?

That gap does not just slow down the interaction; it kills the momentum of the conversation. The customer already knows what you are telling them, making the experience feel tedious and boring. And in fast-moving banking, telco, and insurance markets, that friction is all it takes to lose them, especially the young generation.

So what needs to change?

1. Train agents to add value beyond information

If training still focuses on scripts and product recall, you are building slower versions of AI.

The real shift is from information delivery to emotional delivery. Customers do not need repetition they need clarity, empathy, and guidance.

That means building situational empathy, active validation, and personalization, and giving agents the freedom to adapt tone and pace in real time.

Empathy, speed, and personalization are now the real differentiators.

2. Know your reputation before customers test you on it

Customers are arriving pre-informed; shaped by reviews, complaints, and AI tools.

If your frontline does not know what they have seen, they start at a disadvantage.

You don’t need complex systems. Simple AI tools can help you stay ahead by showing what customers and even AI is likely saying about you or your products.

That “reputation cheat sheet” helps agents stay ahead of objections and speak with confidence.

3. Acknowledge that the customer is already informed

Starting with basic explanations kills momentum.

Today’s customers already know more than you think they have researched, compared, and asked AI.

Adjust when you realize your customer is already informed, try changing your script. A simple, “Have you already looked into this?” instantly flips the entire tone of the conversation

It signals respect, skips repetition, and moves straight into meaningful conversation.

4. Keep Your Digital Footprint Honest and Updated

AI and customers only act on what they can see online. If your website, social media, or product information is outdated, that’s exactly what will show up in AI responses and customer expectations.

That means your digital channels are no longer just marketing they are part of your customer experience.

Keep everything updated, and ensure any change in pricing, policy, or product is reflected everywhere it appears.

Because before a customer ever speaks to you, your digital presence has already spoken for you.
