“From awareness to decision-making, AI is becoming the new first touchpoint.”
Recently, I wanted to open a business bank account in Kenya.
Guess where I ran first?
Not to a bank branch. Not to customer care. Not to friends for referrals.
I went straight to ChatGPT.
After asking a few questions, three banks consistently came up as strong recommendations.
Did I end up opening an account with one of those banks?
Yes, I did.
That realization made me pause and think: AI did not just help me research my options, it influenced my decision-making process.
And am sure am not alone.
Customers today are increasingly turning to AI before they visit a website, call customer care, walk into a branch, or speak to a sales representative. The traditional customer journey is changing.
AI is becoming the new research assistant, comparison engine, and recommendation platform.
This means that by the time a customer reaches your website, they may already have a shortlist of preferred providers and a strong perception of your brand.

What This Means for Businesses
The implications are significant.
1. Customer Experience Matters More Than Ever
AI systems learn from information available online, including customer reviews, ratings, testimonials, and public discussions.
If customers consistently praise your service, those positive signals become part of your digital reputation.
If customers consistently complain, that also becomes part of the story.
2. Your Website Is No Longer the Only Source of Truth
Businesses can no longer rely solely on carefully crafted marketing messages.
Customers are receiving information from multiple sources, and AI helps them synthesize that information quickly.
3. Voice of Customer Data Becomes a Competitive Advantage
Organizations that actively collect, analyze, and act on customer feedback will be better positioned to understand changing customer expectations and improve experiences.
The businesses that listen closely to their customers will have stronger reputations both online and within AI-driven recommendations.
4. Every Customer Interaction Leaves a Digital Footprint
Every review, social media comment, survey response, support interaction, and online discussion contributes to how your brand is perceived.
Customer experience is no longer confined to individual interactions. It shapes your broader digital presence.
The Future Belongs to Customer-Centric Organizations
AI is not replacing customer experience.
It is amplifying it.
Customers are still making decisions based on trust, reputation, service quality, and the experiences shared by others. The difference is that AI is helping them access and evaluate that information faster than ever before.
For businesses, this means that every review, every customer interaction, every support conversation, and every piece of feedback matters. These moments collectively shape how your brand is perceived not just by people, but increasingly by the AI tools people use to make decisions.
My experience opening a business bank account is proof of that. AI helped narrow my choices, and ultimately, I selected one of the banks it recommended.
The customer journey did not start with the bank.
It started with AI.
Has AI influenced the way you interact with brands? And if so, what does that mean for the future of customer experience?
Will your business be recommended when customers ask AI?
